8. 饭店服务员与客人发生口语冲突会受到法律制裁么

1)求尊重心理

客人都希望自已是一个受欢迎、受尊重的客人,希望能得到餐饮服务员的热情接待,要求受到有关部门应有的重视,要求别人尊重他的意见,不希望受到冷落、嘲笑。如果服务员照顾不周,则希望能向他用表示歉意,并立即采取行动,进行恰当的处理。

2)求发泄心理

客人在碰到使他们烦恼的事或被讽刺挖苦之后,心中充满怨气、怒火,因此在抱怨中他们就把怒气发泄出来,以求得心理上的舒畅。

3)求补偿心理

客人在餐厅就餐过程中因餐厅方面的原因而遭受了损失与伤害,例如因为意外碰撞而使客人烫伤或因地面有水造成客人滑倒摔伤等等。他们会向餐厅投诉,希望餐厅能够及时合理地补偿他们的损失。

二、处理客人抱怨的原则

1)必须立即以主动的态度去面对客人抱怨,要先稳定自己的情绪,将目前的工作暂时移交给相关人员代为处理,不慌不忙地处理客人的不满。

2)以微笑带动自己及客人的情绪,使客人平息下来,先要认真倾听客人不满的诉说,并表示出关心的态度,对拉近彼此的距离。

3)尽力安抚抱怨的客人,带他们到餐厅角落或者专门的办公场所,一定不要影响周围客人的用餐或点菜气氛,要远离人员嘈杂的地方。然后试图即时先行处理客人的抱怨,给予初步的解决。

4)对于较为繁冗的事件,深思并询问问题发生的缘同与过程,详加记录发生的人、事、时、地、物、学习不说不、不推拖、不责怪的精神,考虑如何先做现况处理及收尾工作的程序,按照诉怨渠道逐级呈报,并给予客人明确答复。

三、处理客人抱怨的程序

餐厅服务员一定要慎重对待客人的抱怨,如处理不当会激化矛盾,给餐厅声誉造成损失,带来严重后果,应把握好处理客人抱怨的程序,使问题得到及时解决。

1)耐心诚恳地听取意见,表示同情和理解。

一定要记住;客人永远第一,因此对客人的投诉一定要非常诚恳、耐心地倾听,设身处地地为客人着想,理解客人的不满和抱怨,让客人通过发泄使心情逐渐平静下来。然后,认真分析、弄清事实的来龙去脉,及时有效地解决问题。切勿对客伯投诉急于去争辩和反驳,这样会把事情弄得更糟,很可能会令客人盛怒而去,影响餐厅声誉。

2)不要自我维护,不要推脱责任。

一旦发生事情,很多服务员都会习惯性地说,“那不是我,是前一班的服务员做的”,或说,“这是其他部门的事情,我不知道”。

正确的做法应该是,不管这件事是否是自己的责任,作为餐厅的一分子,要有集体感,都有义务有责任。因此,不要与客人争执,要承认事情的客观存在,承认自己的失误。

3)快速采取行动,补偿客人损失

当客人完全同意企业采取的改进措施时,就要立即行动,一定不要拖延时间,耽误时间只能进一步引起客人不满。

4)区别不同情况,恰当处理

在发现客人抱怨时,要善于分析,区分不同的情况,迅速果断地处理。

A.如属一般服务工作的失误或态度问题,应立即向客人致歉。

B,如属饭菜质量有问题或餐饮设施、用具破损,应立即给予调换。

C.如果有些事情的处理确实超出了自己的权限,应立即向上级请示,尽快采取措施,予以解决。

D.如果是客人的过分要求,一时无法解决的,也要耐心地向客人解释,取得谅解,并请客人留下姓名和住址,以便日后告诉客人最终的处理结果。

总之,要把处理好客人的投诉当成重新建立自己企业声誉的机会,当成不断改是服务质量,提高服务水平的动力。
